I've heard that sentence more times than I can count.
In fact, it's one of the biggest reasons I started this business.
For more than 10 years I've worked in IT, technology and telecoms; beginning as a Junior Software Developer before moving through technical support, field engineering, support escalations, operational training, team leadership and eventually becoming a Principal Consultant for a Managed Service Provider.
Looking back, every role taught me something different.
As an engineer, I learnt how to solve technical problems.
As an escalation specialist, I learnt what happens when communication breaks down and customers lose confidence.
As a trainer and team leader, I learnt that most engineers genuinely want to deliver a great customer experience—they've simply never been shown how.
And as a Principal Consultant, I sat alongside business owners who were frustrated that they kept getting dragged into customer complaints their teams should have been able to resolve themselves.
The pattern was always the same.
The engineers weren't the problem.
The real issue was that the engineers weren't properly equipped or confident in handling customer conversations.
That's why I believe customer service is a skill - not a personality trait.
Technical support engineers are naturally analytical. That's exactly what makes them good at solving problems. But handling a frustrated customer requires a completely different skill set, and very few engineers are ever taught it.
They're expected to just "know" how to do it.
I don't think that's fair on the engineer.
It isn't fair on the customer either.
Or the business owner who's left firefighting complaints instead of growing the business.
That's why I created the Support Desk Independence System.
My goal is to help MSP and tech business owners build support teams that can confidently handle difficult customer conversations, reduce complaint escalations, and create the kind of customer experience that protects valuable client relationships.
Not through scripts or generic customer service theory.
